Support Ticket Triage with MCP: A Step-by-Step Playbook

This playbook is part of our MCP playbooks, within The MCP Guide. Want help setting it up for your team? Request a free MCP readiness review.

Ticket triage is the first pass over a support queue. Someone reads each new conversation, sorts it by topic and urgency, adds context for the agent who picks it up, and routes it. In most small teams that someone is a support lead or whoever is on shift.

MCP (Model Context Protocol) lets an AI app such as Claude or ChatGPT read your help desk through an official server. The AI can summarize the queue, spot repeat issues and leave internal notes. A person still decides what goes to customers.

This playbook covers four help desks with documented MCP servers: Intercom, Freshdesk, Front and Help Scout. Every tool name below comes from the vendor's own docs, checked on 28 October 2026. eSEOspace did not install or test these servers. More workflows are in our MCP playbooks hub.

Key Takeaways

  • Intercom, Freshdesk, Front and Help Scout all publish official MCP servers, but they differ a lot in what they can write.
  • Help Scout's connector is read-only for new connections, so it suits a summary-only triage pilot.
  • Front separates read, write and send scopes, so you can let an AI draft replies without letting it send them.
  • Intercom's add_internal_note posts teammate-only notes, but those notes can reopen snoozed conversations.
  • Freshdesk includes replyTicket and createTicketBulkUpdate, which reach customers and change many tickets at once. Keep those behind approval.

What you need

You need one MCP client and the server for your help desk. Each server below is official and hosted by the vendor.

Help deskServerSign-inWrites it can do
IntercomIntercom MCP serverOAuth or bearer tokenInternal notes, Help Center articles
FreshdeskFreshdesk MCP serverAPI keyTickets, replies, notes, bulk updates
FrontFront MCP serverOAuth per teammateDrafts, comments, tags, assignment, sending
Help ScoutHelp Scout MCP serverOAuth per userNone for new connections

For the client, any app that supports remote MCP servers works. Each vendor's docs list the supported clients and setup steps.

Some details that shape the workflow:

  • Intercom lists 14 core tools in its MCP guide, with separate US and EU endpoints. AU-hosted workspaces are not supported.
  • Freshdesk has been generally available since 10 September 2026, per Freshworks' integration article. Plans cap MCP actions per minute and per year.
  • Front ties every call to one teammate. Its developer docs say "the agent's effective permissions are exactly the authorizing teammate's permissions."
  • Help Scout says in its connector article that new connections can't reply, add notes, change tags or edit Docs.

The workflow

  1. Pull the new queue. Ask the AI for open, unassigned conversations from a set time window. In Intercom this uses search_conversations. In Freshdesk it uses fetchSearchTickets or fetchTickets. In Front it uses search_conversations. Help Scout's connector can list and search conversations too.
  2. Read each conversation in full. Summaries built from subject lines miss the point. Use get_conversation (Intercom), fetchTicketConversations (Freshdesk) or read_conversation (Front).
  3. Add customer context. Look up the contact and company. Intercom offers get_contact and get_company. Freshdesk offers fetchContact and fetchCompany. Front offers read_contact and read_account.
  4. Check for a known answer. Search your help articles before anyone writes a reply. Intercom has search_articles, Freshdesk has fetchSolutionFolderArticles and fetchSolutionArticle, and Front has search_message_templates for saved replies. Help Scout can search Docs if you add a Docs API key.
  5. Write the triage result as an internal note. Put the topic, urgency, suggested owner and a linked article in a note only teammates can see. Intercom uses add_internal_note, Freshdesk uses createTicketNote and Front uses add_comment. With Help Scout, the AI returns the triage list in chat and a person applies it.
  6. Route, with approval. Tagging and assignment are writes. Front has tag_conversation and assign_conversation. Freshdesk has updateTicket. Approve each call, or apply the routing yourself from the AI's list.
  7. Draft, don't send. In Front, create_draft writes a reply that waits in the composer. Front's docs say send_message only sends a draft that already exists and is owned by the connected teammate, so you get a natural review point.
  8. Spot patterns once a day. Ask the AI to group the day's conversations by topic and list repeat questions. Feed the repeats into your help center backlog.

Example prompts

  • "Search open, unassigned Intercom conversations from the last 12 hours. For each, give the topic, urgency (high, normal, low) and one-line reason. Don't add notes yet."
  • "Read Freshdesk ticket 1001 and its conversations, look up the contact's company, and suggest a group to route it to. Show me the updateTicket call before you make it."
  • "For each Front conversation in the Billing inbox, find a matching message template and create a draft reply using it. Do not send anything."
  • "Using Help Scout, list this week's conversations tagged 'refund' and summarize the three most common reasons."
  • "Add an internal note to Intercom conversation 123 with your triage summary and a link to the closest Help Center article."

Guardrails

Start read-only. Help Scout is read-only by default. Front lets you request only the read scope, and Front's own advice is that a research agent needs only read, a drafting copilot needs read plus write, and send should be requested only if the agent will actually send messages.

Turn on per-call approval for every write tool. Front marks send_message and update_conversation_status as destructive. Freshdesk's replyTicket reaches customers directly and createTicketBulkUpdate changes many tickets at once. Check how your client asks for approval before you enable any write scope.

Watch for side effects. Intercom says notes are attributed to the admin who authorized the connection, and a note on a snoozed conversation assigned to someone else will reopen it. Run triage from a dedicated admin account so notes are easy to spot.

Pick the identity with care. Freshworks says actions inherit the API key user's permissions. Help Scout says its search filters "are not a security boundary," and inbox permissions are the real control. Use an account that can see only the inboxes triage needs.

Treat customer text as untrusted. A message can contain instructions aimed at the AI. Read about MCP prompt injection and see the MCP Security Center. Help Scout also warns that its connector does not filter sensitive data, so anything a customer pasted reaches the AI.

Keep these human: refunds, account changes, legal or safety complaints, and any reply to an upset customer.

What to measure

Track these before and after the pilot, using your help desk's own reports:

  • Time from a conversation arriving to its first assignment.
  • How often an agent changes the AI's suggested topic or owner.
  • Share of conversations where the suggested help article was used.
  • Number of write calls you rejected at the approval prompt.
  • MCP action use against your plan. Freshdesk counts each successful tool call as one action, and Front meters tool calls per minute by plan.

Frequently asked questions

Can an AI reply to customers through these MCP servers?

It depends on the server. Front can send, but only with the send scope and only drafts that already exist. Freshdesk has replyTicket. Intercom's core tools add internal notes, not customer replies. Help Scout's new connections cannot reply at all.

Which help desk is safest for a first pilot?

Help Scout's read-only connector, or Front with only the read scope, keeps the AI from changing anything. You get summaries and triage suggestions while people do the routing.

Do these servers cost extra?

Intercom, Front and Help Scout list no separate MCP price on the pages we checked. Freshdesk includes a yearly number of MCP actions per plan and sells extra action packs. Front sets tool-call rate limits by plan.

Does the AI see private customer data?

Yes. It sees whatever the connected user can see, including contact details and anything customers wrote. Decide which account connects, and check your AI provider's data terms before you start.
