Shopify Customer Service: Inbox, Chat, FAQs, Order Status and Self-Serve Returns
Shopify Customer Service: Inbox, Chat, FAQs, Order Status and Self-Serve Returns

Good customer service on Shopify starts before anyone sends a message. Most support questions are some version of "where is my order?", "can I return this?" or "will this fit?", and Shopify already gives you free tools that answer those without a staff member: the order status page, self-serve returns, clear policy pages and Shopify Inbox for live chat.
As of October 2026, Shopify Inbox is a free app made by Shopify that adds chat to your online store, and it can now run an opt-in AI "Inbox agent" that answers product and policy questions for you. For many small and mid-sized stores, Inbox plus well-written self-service pages covers most support needs. A separate helpdesk app starts to make sense when you have several people answering tickets across email, chat and social channels.
This guide walks through each native tool, what it does, where its limits are and how to tell when you've outgrown it. For more guides in this series, visit the Shopify hub.
Key Takeaways
- Shopify Inbox is free and made by Shopify, and its AI Inbox agent is an opt-in feature you can run or leave off.
- The order status page answers most "where is my order?" questions if your tracking and notifications are set up properly.
- Self-serve returns let customers request returns and cancellations from the order status page, governed by your return rules.
- Policy pages and a well-organized FAQ prevent more tickets than any chat widget can answer.
- Add a helpdesk app when several agents share email, chat and social conversations, or when you need ticket reporting and SLAs.
- Sidekick helps you, not your customers: Shopify says it "can't talk to your customers."
Start with self-service: the cheapest ticket is the one never sent
Before you add chat, fix the pages that customers read before contacting you. In most stores the biggest ticket categories are order tracking, returns, shipping times, sizing and payment questions. Each has a self-service answer:
- Order tracking: the order status page and shipping notifications.
- Returns and cancellations: a clear refund policy plus self-serve return requests.
- Shipping times and costs: a shipping policy and accurate delivery estimates at checkout.
- Sizing and product fit: size charts, measurements and detailed product descriptions.
- Payment and discounts: an FAQ section that explains accepted payment methods and how discount codes work.
Shopify lets you add return, privacy, terms of service and shipping policies (plus others) in Settings > Policies, and it links them automatically in your checkout footer. Our guide to Shopify store policies covers what each one should say. Write them in plain language, link them from your footer and product pages, and keep them consistent with what your team actually does. An AI agent or a new staff member will repeat whatever your policies say, so outdated policies create wrong answers at scale.
Shopify Inbox: free chat built by Shopify
Shopify's Help Center describes Inbox simply: "Shopify Inbox lets you connect with customers who visit your online store." It's listed on the Shopify App Store as free, developed by Shopify, and available in 21 languages. Your team can reply from the Shopify admin on desktop or from the Inbox apps for iOS and Android.
What Inbox gives you:
- A chat button on your online store, with settings for its appearance and behavior.
- Conversations that connect to your catalog, inventory and policies.
- Built-in analytics, including orders assisted and buyer satisfaction, according to the app listing.
- The option to run it with or without the AI agent.
Because Inbox is part of Shopify, it can see the customer and order context that third-party chat widgets have to fetch through an integration. For a store where one or two people answer chats, that is usually enough.
The Inbox agent: Shopify's AI sales associate
The Spring '26 Edition (17 June 2026) added "a new AI sales associate" to Inbox. Shopify's Help Center calls it the Inbox agent, an "opt-in feature" that "answers customer questions about your products, shipping, returns, sizing, and store policies." It draws on your product catalog, store policies, knowledge bases and, for product reviews, web search. When a buyer signs in with Shop, the App Store listing says the agent can personalize replies using their preferences and purchase history from across Shopify.
You control the agent's tone, style and rules, and you can rate chats to improve its answers. Shopify has Help Center pages on assigning the agent to conversations and training it.
Two cautions. First, Shopify hasn't published a full list of countries, languages or plan restrictions for the Inbox agent itself, so check the Inbox settings in your admin to see what's available for your store. Second, an AI agent is only as accurate as the content it learns from. Review your policies, product descriptions and FAQ before you turn it on, then read a sample of its conversations every week for the first month.
What about Sidekick?
Sidekick is Shopify's AI assistant inside the admin. It can help you draft FAQ answers, summarize policies or build Flow automations, but it doesn't handle customer conversations. Shopify's setup page states plainly that "Sidekick can't talk to your customers." Use Inbox (or a helpdesk app) for customer-facing chat and Sidekick for your own work. See our guide to Sidekick and Shopify Magic for what it can do.
The order status page: your first line of support
Every Shopify order gets an order status page. According to Shopify's Help Center, it's "the final page of your store's checkout," and customers can return to it from their order confirmation email or by logging in to their customer account. It shows the order, shipping updates and, with supported carriers, real-time updates on where the shipment is. Customers can also opt in to shipping notifications from it.
To make it work as a support tool:
- Add tracking numbers when you fulfill, or make sure your fulfillment app or 3PL does it automatically.
- Check your shipping notification templates so they link to the order status page and explain what happens next.
- Use the checkout and accounts editor to add helpful content, such as how long processing takes or how to request a return.
Note that the old way of customizing this page has ended. "Additional scripts" have been view-only since 28 August 2025, and the deadline for non-Plus stores to upgrade their Thank you and Order status pages was 26 August 2026, after which remaining stores were upgraded automatically. Customizations now use blocks, app extensions and web pixels. Our guide to Shopify checkout extensibility explains the change.
Self-serve returns
Return requests are one of the most time-consuming ticket types. Shopify's self-serve returns feature lets customers "submit return and cancellation requests directly from their order status page without contacting you." Customers can request returns for delivered items or cancel items that haven't shipped yet.
The feature works with your return and cancellation rules, which control which items are eligible, how long customers have to ask, and whether return shipping is free or paid. When a request comes in, you get a notification, review it in the admin and approve or decline it. On approval, you can add exchange items, give shipping instructions and send return labels.
Customers often reach the order status page by signing in, so customer accounts matter here too. Legacy customer accounts were deprecated on 26 February 2026; if you still use them, plan your move to the current version. Our guide to Shopify customer accounts covers the switch. Stores with high return volumes, complex exchange rules or a need for instant store credit often add a dedicated returns app on top.
Help center and FAQ pages
You can build an effective help center with standard Shopify pages and theme sections:
- A single FAQ page grouped by topic (orders, shipping, returns, products, payments). If your theme has a collapsible (accordion) content section, it suits this layout.
- Product-level FAQs using metafields, so each product can answer its own common questions (care instructions, compatibility, sizing).
- A contact page that sets expectations: response times, which channel to use for what, and links to self-service options first.
Write answers in full sentences that make sense on their own. That helps customers, it helps the Inbox agent, and it helps search engines and AI assistants that quote your answers. Keep the FAQ in sync with your policies, and review it whenever you change shipping carriers, return windows or payment options.
Automating support work with Shopify Flow
Shopify Flow is a free automation app on the Basic, Grow, Advanced and Plus plans. It doesn't answer customers, but it removes support busywork. Common support-related workflows include:
- Tagging orders that are delayed past a set number of days so your team can contact customers before they ask.
- Flagging high-risk orders for manual review.
- Notifying staff when a VIP customer places an order or requests a return.
- Tagging customers who've had more than one return so you can spot product problems.
See our Shopify Flow guide for setup details and plan differences.
When to add a helpdesk app
Inbox handles chat. A helpdesk app (also called a ticketing system) brings every channel into one shared queue: email, chat, social messages, sometimes SMS and voice. Consider one when:
- More than two or three people answer customers and you need assignment, internal notes and collision detection.
- You get significant volume through email and social channels, not just chat.
- You need reporting on response times, resolution times and satisfaction by agent.
- You want macros that pull order data and take actions (refund, cancel, edit address) without opening the Shopify admin.
- You sell on several stores or brands and need one inbox for all of them.
How to evaluate helpdesk apps
- Pricing model: some charge per agent, others per ticket or conversation. Model your current volume and your peak season.
- Shopify depth: can agents see orders and take actions (refunds, cancellations, address edits) inside the ticket?
- AI features: how AI resolutions are counted and billed, and whether you can restrict what the AI can do.
- Reviews: look at the count and how recent they are, not just the star average.
- Performance: chat widgets load scripts on every page, so test your store speed before and after installing.
- Data ownership: check that you can export ticket history if you switch later.
Well-known options compared
The table below lists the pricing model each app shows on its own Shopify App Store listing as of 1 October 2026. It's a neutral overview, not a ranking. Prices change often, so check the listing before you install.
| App | What it does | Pricing model on its App Store listing |
|---|---|---|
| Shopify Inbox | Shopify's own store chat with an optional AI agent | Free |
| Gorgias | Helpdesk and chat built around ecommerce, with automation add-ons | From $10/month (Starter, 50 tickets included, then $0.40 per extra ticket); higher plans priced by ticket volume |
| Zendesk | General-purpose customer service suite with a Shopify integration | From $55 per agent per month, billed annually (Suite Team) |
| Re:amaze | Helpdesk with chat, chatbots, FAQ pages and AI agent resolutions | From $29/month per staff user; ticket-volume plans also listed |

A simple support setup by store size
Just launched: write your policies, build an FAQ page, check your shipping notifications and install Inbox. Answer chats yourself from the mobile app.
Growing (a few hundred orders a month): turn on self-serve returns, add product-level FAQs, consider the Inbox agent for after-hours questions and set up Flow alerts for delayed orders.
Established team: move to a helpdesk app when several agents share channels, keep Inbox or the helpdesk's chat (not both), and track response time and contact rate (tickets per 100 orders) monthly. A falling contact rate is the clearest sign your self-service content is working.
Conclusion
Shopify gives you more customer service tooling than most store owners use: a free chat app with an optional AI agent, an order status page that answers tracking questions, self-serve returns and free automation through Flow. Get those right and your support volume drops before you spend anything. Add a helpdesk app when team size and channel mix demand it, not before. Frequently asked questions
Is Shopify Inbox free?
Yes. Shopify Inbox is listed as free on the Shopify App Store and is developed by Shopify. The Inbox agent is an opt-in feature inside the app.
Can Shopify's AI answer customer questions automatically?
Yes, through the Inbox agent, which answers questions about products, shipping, returns, sizing and store policies using your store content. Sidekick, by contrast, works only inside your admin and can't talk to customers.
How do customers track their Shopify orders?
Through the order status page, which they can reach from their confirmation and shipping emails or by logging in to their customer account. With supported carriers, it shows real-time shipment updates.
Can customers start a return without emailing me?
Yes. With self-serve returns turned on, customers can request returns for delivered items or cancel unshipped items from the order status page. You still approve or decline each request.
Do I need a helpdesk app like Gorgias or Zendesk?
Not at first. Most small stores manage with Inbox, good policies and self-serve returns. A helpdesk app pays off when several agents handle email, chat and social messages and you need shared queues and reporting.
